I need a well-structured Service Level Agreement that covers both system support and overall system availability, each with its own performance matrix and a clear, enforceable schedule of fines for any breach. Scope • Break the estate into three tiers—Critical, Mid-critical and Low-critical—then assign uptime targets, response / resolution times and penalty values to each. At the moment only our “contract draft” activities sit in the Critical tier; you’ll help me validate or expand that list. • Build a separate system-wide availability matrix that spells out the measurement method, reporting cadence and non-compliance penalties. • Flesh everything out using the guidelines I already have, rather than starting from a blank sheet. What I’ll hand over – High-level policy guidelines and any existing notes. – A rough service catalogue so you can map items to the correct tier. What I expect back (within one week) 1. Complete SLA document in editable Word format. 2. Availability and support matrices in Excel. 3. Clearly tabulated fine schedule with trigger thresholds. 4. Brief summary of underlying assumptions so future revisions are easy. This is essentially a contract drafting exercise, so familiarity with ITIL, ISO/IEC 20000 or similar frameworks will be a plus. If something is unclear, flag it early so we keep momentum and hit the one-week turnaround.
